Abstract:The main objective of this Graduation Thesis is to provide practical, actionable knowledge and useful tools to the hands of Kilpatrick’s managers that in real-life, with proven efficiency, work successfully in increasing client retention rate. Kilpatrick has already decided with convincing reasoning that as a starting point they choose for customer satisfaction surveys (CSSs) in order to collect information that give a basis for improvement. Therefore, the Thesis explores how to make customer satisfaction surveys truly effective and efficient and at the same time studies numerous other tools to reveal for Kilpatrick allowing the company creating and implementing them, starting with the considered most important one, besides the CSS. As a proposed solution, the use of an innovative question phrasing style has been outlined, which includes two critical elements: changed perspective and awareness-raising wording. This is assumed to make Kilpatrick’s surveys truly effective, interesting and out of ordinary.
